Good service is just remembering things

4 min read

Think about the last place that made you feel like a regular. Odds are they did not do anything heroic. They just remembered your name, your usual, the thing you asked about last time. That is the whole trick. Great service is mostly a good memory wearing an apron.

Now think about nearly every automated system you have ever spoken to. You call, you explain your whole situation, you hang up. You call again next week and it is like the first conversation never happened. You are a stranger again. You spell your name again. You explain the allergy again. It is exhausting, and it is the opposite of feeling looked after.

Here is the strange part. We have gotten very good at building AI that can hold a lovely conversation and then forget you completely the moment it ends. It is like hiring a charming employee with no long-term memory. Delightful for ten minutes. Useless as a relationship.

An assistant that forgets you is just a very polite stranger, over and over, forever.

Memory is the product

When we built Sendie, we decided the memory was not a feature. It was the point. A concierge that answers your calls and messages is nice. A concierge that answers and remembers is a different thing entirely, because now it can actually build a relationship on your behalf.

So when a diner tells your restaurant about a severe nut allergy, Sendie does not just note it for today. It remembers. Next time that person books, she can offer to carry it over: "shall I add the nut allergy to this booking again?" When a customer who bought the blue dress messages back, she already knows. When the regular calls, she greets them by name and picks up where the last chat left off, whether that chat happened on the phone, on WhatsApp, or in a web message three weeks ago.

Why this is harder than it sounds, and why it matters

The reason most systems do not do this is that memory is fiddly and a little dangerous. You have to remember the right person, not merge two strangers who happened to use the same wifi. You have to keep each business's memory to itself. You have to hold onto the useful facts and quietly forget the small talk. Get it wrong and it is creepy. Get it right and it is the thing customers cannot stop talking about.

The barista who knows your order is not doing magic. They are doing the most human thing there is: paying attention, and remembering. That is the bar for an AI concierge. Anything that forgets you the second you hang up is not really working for you. It is just being polite to a stranger.
